    Introduction

    Fortunately, for the purposes of this book, I have had the opportunity to participate in global plans to improve IT services, as a provider, as a consultant, and on the customer side. These initiatives have been mixed, with different markets, actors, cultures and names, from SIP or PIP (Service Improvement Plan or Program Improvement respectively), improvement plans, remediation plans to get well where the chosen terms described by itself the service status. Looking back, we note that there were aspects that repeated over and over again in all undertaken projects: the needs for both supplier and customer to work together to improve the IT services of which they were responsible.

    When do we design IT services improvement plans? What is the main purpose? Do we design them to improve services that do not meet customer expectations or due to an existing continuous improvement for those who already exceeded what is expected? Usually, it is the first one, and is where we will be focusing on, trying
